SLA Tracking

SLA tracking is the operational layer that monitors whether service or response commitments are being met in real time.

It starts the clock on a defined trigger, applies business-hours and pause rules, escalates when thresholds approach or are breached, and reports compliance rates.

It is distinct from writing the SLA itself: tracking enforces whatever commitments were agreed.

A practical example

Example: a support team configures a two-hour first-response target; when a ticket sits unanswered at 90 minutes, the tool notifies the team lead and flags the ticket before the deadline passes.

What to evaluate before investing

  • Check whether multiple SLA policies can coexist, so different priorities, tiers, or customer types get different clocks.
  • Confirm business-hours calendars and holiday schedules are configurable per region or queue.
  • Verify breach data is exportable with root context (which queue, which stage), not just a pass/fail percentage.

Limitations and tradeoffs

Tracking surfaces misses but does not fix capacity problems; persistent breaches usually indicate staffing or routing issues the tool cannot solve.
