Customer Effort Score (CES)

Customer Effort Score (CES) measures how much effort a customer had to expend to complete a task, such as resolving a support issue or completing setup.

It is usually collected with a statement like "The company made it easy to handle my issue" rated on an agreement scale.

The underlying idea is that reducing friction often predicts loyalty better than delighting customers, because repeated high-effort experiences drive churn even when outcomes are eventually correct.

A practical example

Example: a company asks CES after onboarding; customers who needed multiple calls to finish setup score high effort, pointing the team toward self-service documentation rather than more training calls.

What to evaluate before investing

  • Does the tool support the CES question format natively, including agreement-scale wording, rather than forcing it into a generic NPS template?
  • Can you correlate effort scores with the underlying interaction data—number of contacts, transfers, time to resolution—stored in the same system?
  • Can high-effort responses trigger a case review or callback workflow automatically?

Limitations and tradeoffs

CES only works for discrete, completable tasks; it is a poor fit for measuring ongoing relationship quality or satisfaction with products that have no clear 'task' to finish.
