Customer Retention

Customer retention is the ability to keep existing customers over time, typically expressed as the percentage of customers (or revenue) retained over a period.

In B2B it is tracked through metrics like gross revenue retention (GRR), which excludes expansion, and net revenue retention (NRR), which includes upsells. Retention work spans onboarding quality, support responsiveness and ongoing value delivery.

A practical example

Example: a company with 100 customers at the start of a year that keeps 92 of them reports a customer retention rate of 92% for that period, independent of any expansion revenue.

What to evaluate before investing

  • Ask how each tool calculates retention — by customer count, by revenue, or both — and whether expansion is included or excluded.
  • Verify whether retention can be segmented by cohort, plan or acquisition channel to reveal where churn concentrates.
  • Check whether the tool can connect retention outcomes back to onboarding and engagement activities for analysis.

Limitations and tradeoffs

Retention metrics are backward-looking; a strong rate today can mask deteriorating engagement among newer cohorts, so pair retention reporting with leading usage indicators.
